Customer complaints and customer satisfaction are important indicators of an organization’s performance. Almost every organization has a method for receiving complaints, responding to customers, and measuring satisfaction. However, an important question remains:

Are these activities managed through a structured and measurable system, or are they mainly based on individual experience and personal judgment?

The ISO 10000 Family

The ISO 10000 family provides practical guidance for establishing a consistent approach to customer relations:

  • ISO 10002 – Guidelines for receiving, reviewing, investigating, responding to, and closing customer complaints.
  • ISO 10003 – Guidelines for resolving disputes when complaints cannot be satisfactorily resolved within the organization.
  • ISO 10004 – Guidelines for monitoring, measuring, and evaluating customer satisfaction.

Together, these standards can help organizations create an integrated process covering customer communication, complaint registration, investigation, corrective response, dispute resolution, feedback, and customer satisfaction measurement.

Why Use an International Framework?

Without a defined system, customer complaints may be handled differently depending on the employee, department, or manager involved.

Assessment and Recognition

The ISO 10000 standards discussed above are primarily guidance standards and are not necessarily designed as certification standards in the same manner as management system standards such as ISO 9001.

However, organizations wishing to demonstrate that these internationally recognized principles have been effectively implemented may choose to undergo an independent third-party assessment and, where applicable under the relevant assessment program, obtain a certificate of conformity or other form of independent recognition.
